# 跨境客服、退货与争议处理 围绕具体订单和问题提供准确、可履行的解决路径，并把重复问题反馈给产品、Listing 和履约环节。 ## 必要输入 - 平台、站点、语言、订单范围、客户诉求、截止时间和现有沟通。 - 物流轨迹、商品事实、退货/退款状态、平台通知、店铺承诺与执行权限。 - 已授权的回复或退款范围；仅处理任务所需的最少客户信息。 ## 执行约定 - 先锁定平台、站点、商品或店铺、日期范围、时区、币种与指标定义；无法确认的字段保留 `UNKNOWN`，不补零。 - 每条结论关联证据编号。原始账户记录为 `FACT`，第三方销量和流量为 `ESTIMATE`，情景参数为 `ASSUMPTION`；记录数据源、采集时间、覆盖范围和缺失原因。 - 默认交付分析或草稿。外部取数与写入沿用用户已授权的范围和费用边界；新增范围才补充确认。实际写入记录对象、前后值、执行响应和回读结果，不能把草稿或请求接受写成已生效。 ## 工作流 1. 先识别咨询、物流异常、质量、退货、退款、拒付、平台申诉或评论反馈，并记录平台规定的具体时区与截止时间。 2. 核对订单、物流和已经采取的措施。事实冲突时在草稿中说明待核查，不承诺无法兑现的补发或退款时间。 3. 查询当前平台与当地售后要求，区分平台履约和自发货责任；响应 SLA 依当前规则，不将一个平台时限套给所有站点。 4. 按 [客服手册](references/playbook.md) 形成目标语言回复、证据附件清单与解决选项；可执行补救与平台争议流程分别处理。 5. 评论管理只采用允许的中性征询和产品改进；不得以补偿、赠品、退款为条件要求好评、改评或删评，也不挑选满意买家绕开中立邀请。 6. 发送、退款、补发和提交申诉时核对既有明确授权。执行后读取消息/交易状态，超时先核实是否成功，避免重复补偿。 7. 输出重复问题的根因、受影响 SKU/批次、改进责任人和复查指标；评论频次只反映已采样反馈。 ## 关键边界 - 对外消息工具只能在用户明确授权发送后使用；客服草稿本身不构成发送授权。 - 不公开买家地址、邮箱、电话、完整订单号或付款信息；内部材料按最小必要范围保存。 - 不能保证申诉胜诉、评价改善或删除差评；不得伪造签收、检测或沟通证据。 ## 交付与验收 - 目标语言回复草稿与中文要点、已核实事实和待核实项。 - 争议证据清单、截止时间、责任人与提交状态。 - 售后问题分布及产品/包装/Listing/物流改进建议。 执行时按需读取 [执行手册](references/playbook.md) 中的字段、计算口径与验收方法。 版权与改编说明见 [NOTICE](NOTICE) 和 [LICENSE](LICENSE)。
